Operations guide
Support operations for funded-trader programs.
Key takeaways
- Most support volume is caused by things the trader cannot see for themselves — fix the dashboard and the tickets fall.
- A ticket should be attached to the account, not adjacent to it.
- Time-to-first-meaningful-answer predicts churn better than response time does.
Treat volume as a symptom
Before optimising support throughput, categorise a month of tickets by what the trader was actually trying to find out. In most firms a large share are questions the trader could have answered themselves if the interface had shown them — eligibility, drawdown position, whether a day counted.
Every one of those you eliminate at the source is worth more than any improvement in reply speed.
Structural requirements
Context attached, not linked
The agent sees the account, plan, recent trading and rule state in the same view as the message.
Named ownership
A human owns each thread so escalation carries context rather than restarting the conversation.
Defined escalation paths
Risk, payout and technical escalations have named destinations and expected turnaround.
Retained history
Past conversations are part of the customer record, so a pattern of complaints is visible.
Metrics that matter
| Metric | Why | Common mistake |
|---|---|---|
| Time to first meaningful answer | Predicts satisfaction far better than first response | Measuring an autoresponder as a response |
| Tickets per active trader | Measures whether the product is self-explanatory | Tracking absolute volume as headcount grows |
| Escalation rate to engineering | Reveals observability gaps | Treating it as a support performance issue |
| Reopen rate | Detects premature closure | Closing on reply rather than resolution |
| Dispute-related share | Concentrates on the highest-risk contact type | Not categorising disputes separately at all |
